Your SLA page should explain when support responds, what that response includes, when the clock runs and how issues escalate. Clear B2B SLA response times help you compare suppliers, whilst AIO makes those commitments easier for people and AI systems to find and interpret.

The important distinction is response versus resolution: acknowledging a problem doesn’t mean it’s fixed. Start with the commitments your buyer needs, then explain the conditions that determine whether they apply.

What AIO changes for your SLA page

Artificial intelligence optimisation, or AIO, means making your information easier for AI systems to understand and potentially use in answers. For an SLA page, that means giving a precise answer to questions such as “How quickly will support respond to a critical incident?”

A search system may retrieve one passage without the surrounding layout. If that passage says “one-hour response” but leaves the support tier and business-hours restriction elsewhere, the answer can lose important context.

Keep each commitment beside its conditions. Name the service, relevant plan, measurement period and applicable agreement.

This follows the same approach as an AIO strategy for B2B service pages: explain the offer clearly, then support it with evidence.

Explain what counts as a response

A response target measures the time between a defined starting event and a qualifying reply. Your agreement needs to define both.

Does the clock start when you submit a support ticket, when monitoring detects an incident, or when the provider validates the report? Does a response require a support specialist, or can an automated acknowledgement satisfy it?

Zendesk separates reply, update and resolution targets in its SLA documentation. Its ten-minute urgent-response example illustrates a configurable target, not an industry benchmark.

If you’re evaluating suppliers, ask what happens during the first response. A ticket number tells you less than confirmation that someone has assessed the problem.

Separate resolution and service restoration

Resolution concerns the outcome, but providers may define that outcome differently. A workaround, restored service and permanent repair aren’t interchangeable.

A response target can remain measurable when a final repair time is uncertain. If you publish an estimated resolution time, identify it as an estimate rather than a contractual guarantee.

Spell out business hours and clock rules

“Within four hours” leaves a practical question unanswered: which four hours? Your page should make the counting rules clear before a buyer reaches the contract.

Define the support window

State the days, opening and closing times, time zone and holiday calendar. For UK coverage, Europe/London identifies a time zone that observes GMT and British Summer Time.

Specify which bank holidays apply. England and Wales, Scotland and Northern Ireland don’t have identical calendars.

Distinguish calendar hours from business hours. Zendesk allows either approach in its SLA policies, so you shouldn’t assume that every target runs continuously.

Also separate service availability from support coverage. A platform can operate continuously without providing round-the-clock human support on every plan.

Explain pauses and restarts

If your agreement pauses the clock whilst awaiting customer information, explain the trigger and restart condition.

Say whether a severity change adjusts the target. Explain how reopened tickets are measured if your terms address them.

Use AI content gap analysis to identify unanswered procurement questions. Missing clock rules are more useful to fix than another paragraph promising responsive support.

Explain severity levels and escalation

Define priority through business impact

Severity labels need definitions. “Critical”, “urgent” and “P1” don’t have a shared meaning across providers.

Zendesk uses Low, Normal, High and Urgent values in its Priority field for SLA policies. Your provider may use a different structure.

Explain the impact that qualifies for each level. Relevant factors include affected users, unavailable functions, available workarounds and the effect on business operations.

State who assigns priority and how you can challenge that decision. Otherwise, you may expect an urgent response whilst the provider measures a routine request.

Give escalation a usable route

Your page should identify the approved reporting channel and what to do when the first route fails.

Explain who takes ownership, when escalation occurs and how you’ll receive updates. Publish role-based contacts where appropriate rather than personal details that quickly become outdated.

Escalation shouldn’t make you restart the incident. Explain whether the original ticket and timestamps remain the record.

Separate operational escalation from a formal complaint or contractual remedy. They solve different problems and may involve different teams.

State scope, exclusions and remedies together

Name the product, service, support plan and legal entity covered by the commitment. Distinguish standard support from optional coverage, implementation assistance and chargeable work.

If you’re comparing PPC services, clarify whether the commitment covers account support, campaign changes or reporting queries. For Google Ads and Facebook Ads, distinguish the agency’s responsibilities from the advertising platforms’ decisions and availability.

Don’t imply that third-party involvement automatically removes responsibility. Publish only the exclusions your agreement actually contains.

If planned maintenance, unsupported configurations or customer-caused incidents are excluded, explain the conditions beside the relevant target. The same discipline applies to B2B integration pages, where ownership and dependencies affect what a provider can promise.

Explain what happens after a missed commitment. Where service credits apply, state eligibility, evidence requirements and claim deadlines.

Label the public page as a summary if that’s its role. Identify which contractual document governs and provide a route to the current terms.

Make service commitments accessible to search systems

A well-written SLA still needs to be reachable. Your buyers shouldn’t have to interpret an image or request a sales call to discover basic support conditions.

Publish essential terms as readable text

Put approved summaries in accessible page text. Use descriptive headings, short answers and tables whose column names make sense without visual styling.

Keep PDFs as supporting documents where needed, rather than the only source of information. Check access restrictions, indexing settings and broken links during your SEO review.

Google doesn’t require special AI schema for AI Overviews or AI Mode. Any structured data you use should match visible information.

Keep the conditions in the answer

Assign an owner who can verify the published terms against operational capability and the agreement. Marketing shouldn’t invent targets that support teams haven’t approved.

Record the effective date and version. When a support plan changes, update the service page, SLA summary, sales material and linked documents together.

Use AI content briefs to capture the approved source, audience questions and review responsibilities before drafting. This reduces contradictions between reassuring sales copy and narrower contractual terms.

Test the page with fixed buyer questions about urgent incidents, weekend coverage, exclusions and remedies. Record the platform, date, cited page and any inaccurate interpretation.

Measure whether enquiries become better informed and suitable opportunities progress. An AI mention is a visibility signal, not proof of revenue.

Keep that distinction within your B2B lead generation strategy. A useful SLA page should reduce avoidable uncertainty during evaluation, even when the buyer never encounters an AI answer.

Is SLA response time the same as resolution time?

No. Response time measures a qualifying reply after a defined starting event. Resolution time measures completion against agreed criteria. Check whether those criteria mean a workaround, restored service or a permanent repair. The provider’s agreement determines the meaning.

Do business-hours targets include weekends?

Only if the published support schedule includes them. Check the working days, time zone, holiday calendar and out-of-hours arrangements. A service described as available 24/7 doesn’t automatically include continuous support for every customer or incident type.

What happens when an SLA target is missed?

The agreement determines the result. You may have an escalation route, service-credit entitlement or another remedy, subject to conditions. Check claim deadlines and required evidence. Don’t assume that a missed response target automatically creates a refund entitlement.

Can AIO guarantee that an AI system cites your SLA?

No. Clear, accessible and consistent information gives systems better material to interpret, but each platform selects sources differently. Your page should remain useful to buyers arriving through ordinary search, supplier comparisons or a direct recommendation.
